藍(lán)月亮危機(jī)公關(guān)得幾分？

2011-11-21 “藍(lán)月亮熒光增白劑事件”從2011年6月20日王海微博上5條有關(guān)藍(lán)月亮的信息開始，很快因?yàn)橥鹾Ｒ约跋M(fèi)者在北京、廣州對(duì)藍(lán)月亮的維權(quán)訴訟而發(fā)酵，在媒體的推波助瀾下、在藍(lán)月亮對(duì)王海的反訴下、在雙方持續(xù)斗法下達(dá)到高潮，期間號(hào)稱洗衣液市場NO1的“藍(lán)月亮”被推動(dòng)了風(fēng)口浪尖，面臨消費(fèi)者的懷疑、媒體的窮追猛打、商超的下架、競爭對(duì)手在市場的反攻等諸多危機(jī)，情況與去年本土化妝品巨頭“霸王”因二惡烷而面臨的危機(jī)極其類似，聯(lián)想到現(xiàn)在“霸王”的困難處境，不得不讓筆者在事發(fā)當(dāng)初擔(dān)心“藍(lán)月亮”接下來的下場，感嘆國內(nèi)企業(yè)面對(duì)危機(jī)時(shí)的脆弱！

藍(lán)月亮事件到10月14日廣州市天河區(qū)法院判決職業(yè)打假人葉茂良起訴藍(lán)月亮敗訴、10月26日北京市朝陽區(qū)法院判決添加了熒光增白劑的藍(lán)月亮洗衣液是安全合格而告一段落，藍(lán)月亮并沒有出現(xiàn)“霸王”式的宿命結(jié)局讓筆者感慨頗多。

筆者不想從道德、從消費(fèi)者維權(quán)、從國內(nèi)企業(yè)的經(jīng)營環(huán)境這些角度來評(píng)述這場事件，只想從危機(jī)公關(guān)的5大原則（總分100分）來分析，在這漫長的5個(gè)月里，在面對(duì)危機(jī)時(shí)藍(lán)月亮的公關(guān)行動(dòng)能得幾分？

來得快是因?yàn)榱硪粋€(gè)更熱的“郭美美事件”中藍(lán)月亮形象代言人楊瀾被波及，這讓藍(lán)月亮事件被傳播的速度幾何倍增長；來的猛是因?yàn)槭录婚_始就指向熒光增白劑是“致癌物”，從而引起消費(fèi)者的極度恐慌！

在這種形勢下，藍(lán)月亮在6月23日廣州消費(fèi)者提起訴訟當(dāng)晚就做出反應(yīng)，通過企業(yè)官網(wǎng)和副總鄧崗的微博公布了《藍(lán)月亮關(guān)于亮白增艷洗衣液的聲明》，反應(yīng)速度可謂極快！

當(dāng)6月27日王海根據(jù)藍(lán)月亮聲明中有關(guān)中國洗滌協(xié)會(huì)的說明而將該協(xié)會(huì)補(bǔ)充為第二被告后，6月30日藍(lán)月亮就亮出了反訴王海的殺手锏，并且各大媒體開始大量出現(xiàn)質(zhì)疑王海動(dòng)機(jī)不純的文章助陣，這一反應(yīng)既快又準(zhǔn)。

因此在第一個(gè)原則中，藍(lán)月亮可以說基本上能得全分，為什么減2分呢？那是因?yàn)樵谑录l(fā)生后，各大商超藍(lán)月亮導(dǎo)購員得到事件說明的正式資料拖到了7月，而且在與全國性大連鎖的溝通上因過于謹(jǐn)慎而貽誤了最佳解釋時(shí)間。

2、系統(tǒng)運(yùn)作原則

得分18分

在整個(gè)事件中，藍(lán)月亮經(jīng)營團(tuán)隊(duì)體現(xiàn)出過硬的執(zhí)行力，這與該企業(yè)一直堅(jiān)持的企業(yè)文化和經(jīng)營思路有很大關(guān)系，否則在危機(jī)來臨時(shí)這個(gè)團(tuán)隊(duì)不可能有如此上佳表現(xiàn)。

整個(gè)事件中藍(lán)月亮在對(duì)外時(shí)只有其副總鄧崗一個(gè)標(biāo)準(zhǔn)聲音，而且整個(gè)團(tuán)隊(duì)做到了統(tǒng)一口徑、統(tǒng)一行動(dòng)，沒有出現(xiàn)如霸王事件中上海圍攻報(bào)社這樣的突發(fā)事件，從其發(fā)布聲明、布置軟文、安排龐大的終端人員培訓(xùn)及資料發(fā)放、公益廣告片的制作、應(yīng)訴及反訴等一系列的行動(dòng)上看，正是因?yàn)橄到y(tǒng)運(yùn)作能力強(qiáng)才將這些復(fù)雜的工作安排的有條不紊。

這里又扣了2分，完全因?yàn)槭录幸恢闭镜剿{(lán)月亮一方的中國洗滌協(xié)會(huì)會(huì)長鄭舞虹關(guān)于王海“背后的動(dòng)機(jī)”的公開言論；因?yàn)橹袊礈靺f(xié)會(huì)當(dāng)時(shí)已經(jīng)成為第二被告，此時(shí)此刻由他質(zhì)疑“背后的動(dòng)機(jī)”很不妥，也完全沒有必要，因?yàn)槊襟w和網(wǎng)上已有類似的文章助威了。

3、權(quán)威證實(shí)原則

得分15分

該事件之所以被消費(fèi)者如此關(guān)注的焦點(diǎn)是——熒光增白劑是否致癌，藍(lán)月亮在其聲明中主要借用國家的《QB/T2953-2008洗滌劑用熒光增白劑》的行業(yè)標(biāo)準(zhǔn)、中國洗滌協(xié)會(huì)就熒光增白劑的說明、世界上最大的CBS生產(chǎn)商汽巴精化的在華子公司合麗亞總經(jīng)理張貴民在《日用化學(xué)品科學(xué)》雜志上發(fā)表的文章來證明熒光增白劑使用的合法性和無毒性，在權(quán)威證實(shí)這點(diǎn)上非常充分，這是藍(lán)月亮能力挽狂瀾的主要武器。

在權(quán)威證實(shí)這點(diǎn)上不得不講中國洗滌協(xié)會(huì)的82會(huì)議，該會(huì)議上毒理、環(huán)保、染色等領(lǐng)域的專家分別就自己領(lǐng)域?qū)晒庠霭讋┑陌踩苑謩e做了證明。但在當(dāng)今中國行業(yè)協(xié)會(huì)屢屢被質(zhì)疑的大背景下，該會(huì)議沒有消費(fèi)者一方的代表發(fā)言，也沒有及時(shí)解釋當(dāng)時(shí)已經(jīng)出現(xiàn)的對(duì)于日本、臺(tái)灣等地關(guān)于CBS在洗滌品中有警示標(biāo)注的傳言，該會(huì)議有一邊倒、護(hù)短的嫌疑，因此相反降低了這些專家的權(quán)威性，要減去5分。

4、真誠溝通原則

得分10分

在溝通方面，藍(lán)月亮有以下公關(guān)行動(dòng)：

從7月開始藍(lán)月亮公司所有員工人手一份熒光增白劑安全環(huán)保無毒的宣傳資料，所有藍(lán)月亮公司的導(dǎo)購員都將資料熟記，不管顧客如何質(zhì)疑藍(lán)月亮品質(zhì)及其安全性，藍(lán)月亮導(dǎo)購員都和藹、真誠地解釋；

除了特定的文員和副總鄧崗，對(duì)媒體采訪以傳真或發(fā)電子郵件的方式，圍繞《藍(lán)月亮關(guān)于亮白增艷洗衣液的聲明》做解釋外，其他人一律不接待媒體采訪；

在合作的客戶和零售商中也即時(shí)做了溝通解釋，產(chǎn)品零售價(jià)格也沒有變動(dòng)； 藍(lán)月亮公司至少在1000個(gè)論壇上，對(duì)藍(lán)月亮不利的帖子上進(jìn)行了反駁，在各大門戶網(wǎng)站、搜索網(wǎng)站都有藍(lán)月亮的辟謠帖子。

這些做法的確有效防止了該事件進(jìn)一步失控和擴(kuò)大，也樹立了公司的形象，但是對(duì)于已經(jīng)產(chǎn)生不滿或懷疑的消費(fèi)者的溝通工作光這樣的姿態(tài)是不行的，因?yàn)檫@一部分人可能已經(jīng)不會(huì)主動(dòng)來與你理論和聽你解釋了。

上面所有的行為都被動(dòng)式的，并沒有主動(dòng)溝通。這種溝通方式也給人一種避重就輕的感覺，顯得不夠真誠。這與蘇丹紅事件后肯德基開放中央廚房的公關(guān)手段、阿膠事件中東阿公司邀請(qǐng)消費(fèi)者參觀其養(yǎng)驢基地的公關(guān)活動(dòng)比起來高下立分！因此只能得10分。

5、責(zé)任承擔(dān)原則

得分5分 在藍(lán)月亮整個(gè)公關(guān)行動(dòng)中，筆者對(duì)責(zé)任承擔(dān)見的最少。藍(lán)月亮圍繞合法無毒做了很多解釋，也制作了專門的公益片教育CBS的知識(shí)，但是作為行業(yè)領(lǐng)導(dǎo)企業(yè)，而且這一行業(yè)的市場正在爆發(fā)式增長，而且你還號(hào)稱行業(yè)NO1，在行業(yè)標(biāo)準(zhǔn)明顯低于日本、臺(tái)灣時(shí)，你有沒有把所有的問題都告訴了消費(fèi)者？你能說你僅僅合乎國家標(biāo)準(zhǔn)就行了嗎？你一直標(biāo)榜的環(huán)保、健康還能繼續(xù)得到消費(fèi)者的認(rèn)可嗎？你的企業(yè)形象在危機(jī)平息后還能恢復(fù)如初嗎？ 也許消費(fèi)者在知道無毒后已經(jīng)放心了，那么這時(shí)你是變危機(jī)為商機(jī)還是止步于此呢？王老吉在夏枯草事件中把質(zhì)疑轉(zhuǎn)換為正宗涼茶的正面宣傳，把法律訴訟轉(zhuǎn)為為行業(yè)爭取涼茶法定地位的義舉，把危機(jī)變?yōu)榱松虣C(jī)！

而藍(lán)月亮這個(gè)事件中我們忽略了一個(gè)事實(shí)——危機(jī)過去了，損失是降低了，但受損有多大呢？6月底新浪網(wǎng)調(diào)查時(shí)對(duì)藍(lán)月亮高達(dá)80%不信任投票改變了嗎？現(xiàn)在的做法是不是已經(jīng)把損失降到了最低？

敢于承擔(dān)責(zé)任才可能持續(xù)消除對(duì)消費(fèi)者的負(fù)面影響！才可能把損失降到最低！這也是藍(lán)月亮在整個(gè)事件中做的最差的一點(diǎn)！

藍(lán)月亮事件已經(jīng)告一段落，危機(jī)已基本消除，這場危機(jī)公關(guān)中藍(lán)月亮作為一個(gè)快速發(fā)展的新興企業(yè)已經(jīng)做到可圈可點(diǎn)，而且我們從中也看到很多中國企業(yè)一貫忽略的危機(jī)公關(guān)對(duì)于一個(gè)企業(yè)的生存和發(fā)展有多么重要。
