【案例簡(jiǎn)述】：2016年7月，由本站飛往北京的航班由于航空公司計(jì)劃取消，大部分旅客已妥善安排并給予相應(yīng)補(bǔ)償，有兩名旅客由于有急事，急需當(dāng)天下午趕到北京，機(jī)場(chǎng)較市區(qū)較遠(yuǎn)，且沒(méi)有前往北京的動(dòng)車(chē)，經(jīng)過(guò)與航空公司的積極協(xié)調(diào)，旅客得以順利出行。
【案例評(píng)析】：此次不正常航班的安排，體現(xiàn)了真情服務(wù)的民航理念，在最短的時(shí)間內(nèi)，為旅客提出了最佳的解決方案。得到了旅客的認(rèn)可。在不正常航班服務(wù)旅客時(shí)，傾聽(tīng)旅客的需求，及時(shí)為旅客做出反饋，旅客在得到關(guān)注時(shí)，普遍較認(rèn)可工作。
【處理建議】：我部員工與東航山西分公司積極聯(lián)系，得到可以為旅客安排由太原出行到北京的航班的消息，為了爭(zhēng)取時(shí)間，由旅客自行前往太原，為旅客積極爭(zhēng)取200元的交通補(bǔ)償。在旅客前往太原的途中，工作人員為旅客辦理客票的更改手續(xù)，同時(shí)，電話(huà)提醒旅客盡量隨身攜帶行李以及隨身行李的限制物品，告知旅客航站樓與值機(jī)柜臺(tái)位置，同時(shí)為旅客安排了綠色通道，旅客得以順利出行，對(duì)行程安排表示非常滿(mǎn)意。
二、案例標(biāo)題：辦理乘機(jī)手續(xù)時(shí)，因旅客證件遺失未能及時(shí)找到引起的投訴
【案例簡(jiǎn)述】：旅客白先生在山西呂梁機(jī)場(chǎng)乘坐呂梁到北京的航班，在辦理乘機(jī)手續(xù)時(shí)，由于值機(jī)工作人員工作失誤，將旅客身份證遺失在柜臺(tái)，隨后先后四次為旅客查找未果，其間旅客一直在柜臺(tái)等候，工作人員第五次為旅客尋找時(shí)，在值機(jī)柜臺(tái)電腦鍵盤(pán)下發(fā)現(xiàn)遺失的旅客證件，隨即交還旅客，旅客當(dāng)即情緒非常激動(dòng)，工作人員向旅客做出正式道歉，旅客表示接受。
【案例評(píng)析】：
1、事件中工作人員在未能及時(shí)找到證件時(shí)應(yīng)及時(shí)向旅客致歉并承諾盡快為其查找，而不能簡(jiǎn)單回應(yīng)找不到。
2、在第一次尋找未果時(shí)，應(yīng)及時(shí)請(qǐng)求相關(guān)部門(mén)進(jìn)行協(xié)助，如公安，通過(guò)影像資料，可以還原事情真相，也可以減少旅客長(zhǎng)時(shí)間焦急等待造成的不滿(mǎn)情緒。

摘要
本人于2012年大三寒假期間在梅縣機(jī)場(chǎng)公司的地勤服務(wù)部進(jìn)行了為期三天的社會(huì)實(shí)踐調(diào)查工作，在調(diào)查期間，通過(guò)訪問(wèn)和觀察，我對(duì)家鄉(xiāng)梅州的梅縣機(jī)場(chǎng)有了更近一步的了解，機(jī)場(chǎng)工作人員的嚴(yán)謹(jǐn)認(rèn)真的工作態(tài)度啟發(fā)了我，作為一個(gè)醫(yī)學(xué)生，我該認(rèn)真踏實(shí)學(xué)好本領(lǐng)，成為一名有益人民，有益國(guó)家的人。

調(diào)查背景
梅州市是世界客家人聚集之地，有“文化之鄉(xiāng)”“華僑之鄉(xiāng)”的美譽(yù)，隨著越來(lái)越多的華僑同胞回鄉(xiāng)投資建設(shè)，梅州的整體建設(shè)進(jìn)入了快速發(fā)展階段。作為梅州市唯一的機(jī)場(chǎng)，梅縣機(jī)場(chǎng)在交通運(yùn)輸中發(fā)揮著重要角色，帶動(dòng)了梅州的社會(huì)發(fā)展。
調(diào)查目的
為了調(diào)查春節(jié)春運(yùn)期間梅縣機(jī)場(chǎng)的工作狀況，我在梅縣機(jī)場(chǎng)地勤服務(wù)部展開(kāi)了為期三天的社會(huì)實(shí)踐調(diào)查工作。

梅縣機(jī)場(chǎng)位于廣東省東北部的梅州市，梅州舊稱(chēng)嘉應(yīng)州，是客家人聚居之地。境內(nèi)山川秀麗、資源豐富、民風(fēng)淳樸，旅居海外華僑、華人、港澳臺(tái)同胞有300多萬(wàn)人，遍布世界70多個(gè)國(guó)家和地區(qū)，享有“文化之鄉(xiāng)、華僑之鄉(xiāng)、足球之鄉(xiāng)”之美譽(yù)。
據(jù)了解，梅縣機(jī)場(chǎng)位于廣東省梅州市梅江區(qū)三角鎮(zhèn)長(zhǎng)崗梅縣機(jī)場(chǎng)位于廣東省梅州市梅江區(qū)三角鎮(zhèn)長(zhǎng)崗岌，距市區(qū)中心4km。機(jī)場(chǎng)飛行區(qū)等級(jí)為4C級(jí)，擁有I類(lèi)儀表著陸系統(tǒng)、單向I類(lèi)近助航燈光系統(tǒng)、全向信標(biāo)系統(tǒng)、衛(wèi)星通信接收系統(tǒng)及氣象雷達(dá)等先進(jìn)設(shè)備。1987年以來(lái)，梅縣機(jī)場(chǎng)不斷加強(qiáng)了基礎(chǔ)設(shè)施建設(shè)，投入大量資金，完善了各種配套設(shè)施，為保證飛行安全起到了重要的作用，并取得了自興寧建站以來(lái)二十五年飛行安全無(wú)事故的好成績(jī)。
梅縣機(jī)場(chǎng)距市區(qū)中心4公里，占地面積1295畝，機(jī)場(chǎng)飛行區(qū)等級(jí)為4C級(jí), 跑道長(zhǎng)1800米，寬40米，可供波音737及以下各型飛機(jī)起降。停機(jī)坪面積20400平方米，可同時(shí)停放5架波音737飛機(jī)。國(guó)內(nèi)候機(jī)樓和航管樓建筑面積為4300平方米，按每小時(shí)乘客吞吐量
為1000人次設(shè)計(jì)。國(guó)際候機(jī)樓建筑面積2552平方米。擁有單向I類(lèi)儀表著陸系統(tǒng)、單向I類(lèi)進(jìn)近助航燈光系統(tǒng)、全向信標(biāo)和測(cè)距儀系統(tǒng)、二次雷達(dá)管制終端系統(tǒng)、衛(wèi)星通信接收系統(tǒng)及氣象雷達(dá)等先進(jìn)設(shè)備，可保證夜航飛行。梅縣機(jī)場(chǎng)現(xiàn)有廣州--梅縣--廣州正班、梅縣--香港--梅縣包機(jī)兩條航線,采用ERJ-145飛機(jī)飛行，廣州航班每天一個(gè)班次，香港航班逢周一、五各飛一個(gè)班次。
梅縣機(jī)場(chǎng)公司的地勤服務(wù)部的主要工作是對(duì)乘機(jī)乘客的有效身份
證件、客票、登機(jī)牌進(jìn)行核查，對(duì)乘客人身進(jìn)行儀器或手工檢查以及針對(duì)航空安全有關(guān)要求，對(duì)乘機(jī)乘客、貨物、行李實(shí)施檢查和控制區(qū)道口圍界監(jiān)管、停機(jī)坪場(chǎng)面糾察等重要任務(wù)。
小劉是地勤服務(wù)部值機(jī)室的副主任，她說(shuō)自己是地勤服務(wù)部普通的一員，跟大家干一樣的工作，那就是做好部門(mén)的任務(wù)，協(xié)助機(jī)場(chǎng)中的其他部門(mén)完成工作，為乘客提供舒適安全的旅程。上班時(shí)，她7點(diǎn)多從家出發(fā)，坐上機(jī)場(chǎng)接送車(chē)到她熟悉的工作地點(diǎn)——地勤服務(wù)部。一到工作地點(diǎn)，她就開(kāi)始安排上午的工作，乘客還沒(méi)到，他們?cè)缫言诠ぷ鲘徫簧闲燎诿β?，檢查準(zhǔn)備好一切設(shè)備，甚至收拾打掃衛(wèi)生，所有準(zhǔn)備工作就緒之后，乘客一個(gè)個(gè)來(lái)了坐在大廳等候，突然，有孩子哭了，哭聲在等候廳回蕩，周?chē)艿酱驍_的乘客露出不滿(mǎn)的表情，見(jiàn)狀的地勤服務(wù)的工作人員趕緊上前哄孩子，直到哭聲停止，他們才松了一口氣。臨到登記時(shí)間有些乘客忘記帶東西趕回去拿，他們又誠(chéng)懇地提醒別錯(cuò)過(guò)登機(jī)時(shí)間。每當(dāng)檢查乘客登機(jī)過(guò)安檢時(shí)，難免出現(xiàn)一些情況，比如有些乘客隨身攜帶超過(guò)一百毫升的液體如化妝品等，安檢人員告誡禁止帶上飛機(jī)，而有乘客執(zhí)意不肯聽(tīng)勸，安檢人員只好建議乘客辦理托運(yùn)手續(xù)，而往往時(shí)間不允許時(shí)，就只好地勤部門(mén)的工作人員替乘客辦理手續(xù)了。有一次一個(gè)乘客在登記過(guò)安檢時(shí)，安檢人員發(fā)現(xiàn)他的行李中有金屬物質(zhì)，隨即要求乘客打開(kāi)行李箱，原來(lái)是一把美國(guó)生產(chǎn)的水果刀，安檢人員立即把水果刀扣下，乘客也連聲說(shuō)抱歉，愿意遵守相關(guān)的規(guī)定。他們的果斷和細(xì)致，可以杜絕危險(xiǎn)的發(fā)生，真正保障了乘客的利益。遇到飛機(jī)延誤，特別是春節(jié)期間，乘客們出行的心情急切，而他們的安撫效果不明顯時(shí)，有些乘客等到厭煩，情緒往往比較激動(dòng)，甚至?xí)驒C(jī)場(chǎng)工作人員發(fā)泄以及砸毀公物，遭罪的往往是地勤服務(wù)部的工作人員，其實(shí)他們心里跟乘客一樣著急，他們也不愿耽誤乘客寶貴的時(shí)間，他們說(shuō)，為乘客創(chuàng)造舒適的乘機(jī)環(huán)境，保障乘客的利益是他們工作的宗旨。他們一邊承擔(dān)地勤部門(mén)的工作，一邊還要為許多的突發(fā)情況承擔(dān)風(fēng)險(xiǎn)，這小小的梅縣機(jī)場(chǎng)，沒(méi)有白云機(jī)場(chǎng)的宏偉的規(guī)模，沒(méi)有現(xiàn)代化高端的服務(wù)設(shè)備，沒(méi)有大城市里的喧嘩和奢侈，但有一快樂(lè)的人們?cè)谶@，在這規(guī)模不算宏大的梅
縣機(jī)場(chǎng)，他們每天帶著笑臉，穿著頗具客家特色的甚至有人覺(jué)得“很土”的上班服，處處灑下溫暖的關(guān)懷，為乘客提供的舒適的環(huán)境，他們忙碌著重復(fù)的工作，有時(shí)省委領(lǐng)導(dǎo)搭機(jī)來(lái)梅州視察，他們往往是第一批代表梅州人民風(fēng)貌的人群，所以在工作上他們會(huì)更加注重，笑容是他們的標(biāo)志，嚴(yán)謹(jǐn)是他們的態(tài)度。為了整個(gè)機(jī)場(chǎng)和乘客的共同利益，他們的確做出了很大的貢獻(xiàn)，特別是這臨近春節(jié)的時(shí)候，像許許多多的人一樣，他們?nèi)耘f堅(jiān)守崗位，為乘客的出行提供良好的服務(wù)。
結(jié)束語(yǔ)
在三天的社會(huì)調(diào)查工作期間，我感受頗多，更加了解了梅縣機(jī)場(chǎng)公司地勤部的工作及其地位和重要性，同時(shí)地勤部的許多人和事也給我留下了深刻的印象。他們工作認(rèn)真、負(fù)責(zé)，在工作崗位上一絲不茍，當(dāng)乘客進(jìn)入候機(jī)廳時(shí)，他們認(rèn)真核查乘客的有效身份證件、機(jī)票、登機(jī)牌等，對(duì)乘客人身進(jìn)行檢查時(shí)態(tài)度嚴(yán)謹(jǐn)，所有工作開(kāi)展得有條不紊。他們擔(dān)任著乘客登機(jī)過(guò)程中的一系列工作，為乘客安全出游提供了重要保障。
在這次實(shí)踐中，地勤服務(wù)部工作人員對(duì)乘客誠(chéng)懇的服務(wù)態(tài)度給我留下了深刻的印象，為每一個(gè)乘客提供舒適的服務(wù)，他們?cè)谄椒驳膷徫簧戏瞰I(xiàn)青春，為家鄉(xiāng)的發(fā)展揮灑汗水，我為家鄉(xiāng)有可愛(ài)的他們而自豪，雖然我是一名醫(yī)學(xué)生，但我以后也要跟梅縣機(jī)場(chǎng)公司地勤服務(wù)部他們一樣，服務(wù)每一個(gè)乘客正如我以后面對(duì)的一個(gè)個(gè)病人，我要像的他們一樣，誠(chéng)懇待人，為病人著想，為病人排憂(yōu)解難。

2013年很快就過(guò)去了，在局領(lǐng)導(dǎo)的關(guān)心和正確指導(dǎo)下，以微笑服務(wù)為己任，以乘客滿(mǎn)意為宗旨，立足本職、愛(ài)崗敬業(yè)、扎扎實(shí)實(shí)地做好服務(wù)工作，現(xiàn)將一年來(lái)的工作總結(jié)如下：
一、在政治思想方面
能夠認(rèn)真貫徹“鄧小平”理論和“三個(gè)代表”重要思想牢固樹(shù)立全心全意為人民服務(wù)的宗旨積極主動(dòng)的參加單位的各項(xiàng)活動(dòng)，努力提高自己的人生觀、價(jià)值觀、為更好的搞好宣傳工作打下良好的基礎(chǔ)。
二、在工作和學(xué)習(xí)方面
熱愛(ài)自己的本職工作能夠認(rèn)真對(duì)待每一項(xiàng)工作，工作投入熱心為乘客服務(wù)認(rèn)真履行本部門(mén)的各項(xiàng)規(guī)章制度。注重克服思想上的“惰”性，堅(jiān)持按制度，按時(shí)參加理論學(xué)習(xí)。
作為后勤服務(wù)人員，我始終堅(jiān)持“把簡(jiǎn)單的事做好就是不簡(jiǎn)單”。工作中認(rèn)真對(duì)待每一件事，每當(dāng)遇到繁雜瑣事，總是積極、努力的去做;全身心的投入到工作中去。一年來(lái)，為了使自己更好地為乘客服務(wù)，我一邊向老同志虛心請(qǐng)教，努力學(xué)習(xí)和借鑒她們的工作經(jīng)驗(yàn)，一邊嚴(yán)格要求自己，其次是按自己的學(xué)習(xí)計(jì)劃，堅(jiān)持個(gè)人自學(xué)，擠時(shí)間學(xué)，正確處理工作中碰到的問(wèn)題，不因工作忙而忽視學(xué)習(xí)，不因任務(wù)重而放松學(xué)習(xí)。
總結(jié)一年的工作，雖然工作中取得了一些成績(jī)積累了一些經(jīng)驗(yàn)，但是這些成績(jī)的取得、經(jīng)驗(yàn)的積累和領(lǐng)導(dǎo)同事是分不開(kāi)的，工作中對(duì)自己的要求還不夠嚴(yán)格缺乏主動(dòng)性和全面性希望在新的一年里我將認(rèn)真學(xué)習(xí)各項(xiàng)規(guī)章制度及業(yè)務(wù)素質(zhì)。努力是思想覺(jué)悟和工作效率全面進(jìn)入一個(gè)新水平。
