一個(gè)晚上，酒店中餐客人絡(luò)繹不絕，餐廳咨客忙著迎來(lái)送去，滿頭大汗。這時(shí)6位香港客人在一位小姐的引導(dǎo)下來(lái)到了二樓中餐廳。咨客馬上迎了過(guò)去，滿面笑容地說(shuō)“歡迎光臨，請(qǐng)問(wèn)小姐貴姓？”這位小姐邊走邊說(shuō)：“我姓王”，“王小姐，請(qǐng)問(wèn)您有沒(méi)有預(yù)訂？”“當(dāng)然了，我們上午就電話預(yù)訂好了‘牡丹廳’?！弊煽婉R上查看賓客預(yù)訂單，發(fā)現(xiàn)確實(shí)有一位王的小姐在上午預(yù)訂了“牡丹廳”，于是咨客就迅速把這批客人帶進(jìn)了“牡丹廳”。
過(guò)了半個(gè)小時(shí)，餐廳門(mén)口又來(lái)了一批人，共有12位客人，當(dāng)領(lǐng)隊(duì)的王小姐報(bào)出自己昨天已經(jīng)預(yù)訂了“牡丹廳”時(shí)，餐廳咨客發(fā)現(xiàn)出了問(wèn)題，馬上查閱預(yù)定記錄，才發(fā)現(xiàn)原來(lái)今晚有兩位王姓小姐都預(yù)訂了廳房，而咨客在忙亂中將兩組客人安排進(jìn)了同一間廳房。餐廳咨客為了補(bǔ)錯(cuò)，立即就把客人帶到了“紫荊廳”，客人進(jìn)房一看更加不滿意了。王小姐滿臉不高興地說(shuō)：“我們預(yù)定的是一張12人臺(tái)，這是一張10人臺(tái)的廳房，我們12個(gè)人怎么坐得下？”王小姐不耐煩地徑直到“牡丹廳”一看，里面的客人已開(kāi)席了，12人臺(tái)只坐了7個(gè)人，咨客看了看這么多的客人，為這不恰當(dāng)?shù)陌才哦俅钨r禮道歉，但是這12位客人仍然怎么也不愿意坐進(jìn)這間10人廳房?！澳銈冞@么大的酒店，居然連預(yù)訂都會(huì)搞錯(cuò)，還開(kāi)什么餐廳！同意了我的預(yù)訂就要兌現(xiàn)，我就要去牡丹廳，其它的廳房我都不去！今天我的客戶很重要，這樣讓我多沒(méi)面子，把你們的經(jīng)理找來(lái)！”王小姐突然生氣起氣來(lái)?！笆直?，這是我們的工作失誤，這幾天預(yù)訂廳房的客人特別多，我們弄亂了，請(qǐng)你們先進(jìn)房間入座，我們馬上給你們加位好嗎？”餐廳經(jīng)理急忙過(guò)來(lái)好言好語(yǔ)地解釋?！拔覀冞@么多人坐得如此擁擠，讓我多么沒(méi)有面子！好像我宴請(qǐng)朋友非常小氣一樣?！薄皩?duì)不起，這是我們的錯(cuò)誤，今天客人太多，請(qǐng)多多原諒?！笨粗@群饑餐渴飲的客人進(jìn)了紫荊廳房，經(jīng)理和咨客才松了一口氣，但看到這群客人坐得那么擁擠，咨客心里又過(guò)意不去，這正是因?yàn)樽约汗ぷ魇д`帶來(lái)的錯(cuò)誤。
分析：
1、咨客應(yīng)該在為客人預(yù)訂的時(shí)候把客人的中文全名和聯(lián)系電話記下來(lái)，在客人到達(dá)時(shí)咨客要先核對(duì)客人的全名和電話，再把客人帶到預(yù)定好的廳房就餐。
2、即使帶錯(cuò)廳房也應(yīng)盡量安排客人到座位數(shù)與人數(shù)相應(yīng)的房間。
處理結(jié)果：
1、咨客與經(jīng)理均對(duì)客人誠(chéng)懇道歉。餐廳咨客為了補(bǔ)錯(cuò)，立即把客人帶到了10人臺(tái)的廳房“紫荊廳”。
2、為客人提供額外的優(yōu)惠，如送果盤(pán)、甜品、打折等，以此表達(dá)餐廳因?yàn)楸旧砉ぷ魇д`給客人造成麻煩的歉疚之意。

案例二你們剛才點(diǎn)的就是這道菜
事情經(jīng)過(guò)：
一天，趙先生在酒店的中餐廳請(qǐng)客戶吃飯。點(diǎn)菜時(shí)，有一位客戶點(diǎn)了一道“白灼基圍蝦”，但記菜名的服務(wù)員沒(méi)注意聽(tīng)，把它誤寫(xiě)為“美極基圍蝦”。
當(dāng)菜端上來(lái)以后，趙先生感到很奇怪，立即把服務(wù)員叫來(lái)，清楚地表示：“小姐，我們要的是‘白灼基圍蝦’，這道菜你上錯(cuò)了，請(qǐng)你趕快給我們換一下?！狈?wù)員一聽(tīng)不樂(lè)意了，辯解說(shuō)：“剛才這位先生點(diǎn)的就是‘美極基圍蝦’，肯定沒(méi)錯(cuò)。不信把菜單拿來(lái)核對(duì)一下。”她的話把剛才點(diǎn)這道菜的客人弄得很不高興，趙先生的臉也沉下來(lái)了說(shuō)：“請(qǐng)小姐把點(diǎn)菜單拿來(lái)給我們看一下吧。要是你錯(cuò)了，得趕快給我們換?！狈?wù)員過(guò)去拿來(lái)點(diǎn)菜單，趙先生等人一看，上面果然寫(xiě)的“美極基圍蝦”。這一下，大家都感到奇怪了。剛才位客人明明說(shuō)的是“白灼基圍蝦”，大家都聽(tīng)的很清楚，但現(xiàn)在怎么就成了“美極”了呢？那位服務(wù)員心里知道，自己當(dāng)時(shí)一定是走神了，根本就沒(méi)聽(tīng)清楚到底是“白灼”還是“美極”，但想到“美極基圍蝦”這道菜點(diǎn)的人多，想當(dāng)然就記成“美極”了?？墒?，她害怕賠償，怎么也不肯主動(dòng)承認(rèn)是自己記錯(cuò)了，還是指著菜單硬說(shuō)客人當(dāng)時(shí)點(diǎn)的就是“美極基圍蝦”，菜根本沒(méi)上錯(cuò)。這時(shí)候，趙先生請(qǐng)的那位客人實(shí)在坐不住了，他有些氣憤地說(shuō)：“把你們經(jīng)理叫來(lái)，我有話對(duì)他(她)說(shuō)。”
服務(wù)員極不情愿地去叫來(lái)了經(jīng)理。這位經(jīng)理大概已經(jīng)聽(tīng)服務(wù)員匯報(bào)了情況，他走過(guò)來(lái)后便說(shuō)：“不好意思，你們剛才點(diǎn)的就是這道菜。我們店服務(wù)員都是經(jīng)過(guò)嚴(yán)格考核和培訓(xùn)的，記憶力都很好，在客人點(diǎn)菜時(shí)會(huì)如實(shí)地記下每一道菜名。。?！贝蠹冶疽詾檫@位經(jīng)理回過(guò)來(lái)
賠禮道歉，把菜給換了，但沒(méi)想到他居然會(huì)說(shuō)出這種話！經(jīng)理這番話的意思很明顯：不是店方錯(cuò)了，而是趙先生等客人錯(cuò)了。事情到這種地步，完全沒(méi)有回旋的余地了?？腿藨嵟胤餍涠?，說(shuō)道：“好吧，請(qǐng)你趕快給我們結(jié)賬吧！”趙先生見(jiàn)此情景，也覺(jué)得很是尷尬，勸也不是，不勸也不是。愣了一會(huì)之后，他才趕忙對(duì)那位客人賠不是說(shuō)：“真對(duì)不起，請(qǐng)?jiān)?！以后再也不到這種餐廳來(lái)吃飯了！”
分析：
1、在發(fā)生類似顧客投訴時(shí)，服務(wù)人員應(yīng)明確要多站在顧客的立場(chǎng)為其設(shè)想，樹(shù)立“顧客至上”的意識(shí)，餐廳的服務(wù)使客人滿意才能有長(zhǎng)遠(yuǎn)的生意和對(duì)自己有長(zhǎng)遠(yuǎn)的幫助。所以在我方出錯(cuò)時(shí)應(yīng)首先誠(chéng)懇認(rèn)錯(cuò)，然后承諾馬上給客人換成白灼基圍蝦，再報(bào)告上級(jí)，承認(rèn)錯(cuò)誤。
2、如服務(wù)員沒(méi)有做到位，經(jīng)理出來(lái)面對(duì)客人時(shí)也應(yīng)如此處理，并可以根據(jù)客人反應(yīng)給予客人該道菜打折或者全單打折或者送果盤(pán)的優(yōu)惠。
3、應(yīng)關(guān)注餐廳的員工素質(zhì)和服務(wù)素質(zhì)，需加強(qiáng)培訓(xùn)，采取適當(dāng)?shù)莫?jiǎng)懲措施，防止以后再發(fā)生氣走顧客的事例。

事情經(jīng)過(guò)：
酒店餐廳午餐營(yíng)業(yè)時(shí)間，一?來(lái)自臺(tái)灣的旅游團(tuán)在此用餐。當(dāng)服務(wù)員小孫發(fā)現(xiàn)一位70多歲的老年人的飯碗已是空了時(shí)，就輕步上前柔聲問(wèn)到：“請(qǐng)問(wèn)老先生，你還要飯嗎？”那位老先生搖了搖頭，小孫又問(wèn)到；“那么老先生，你完了嗎？”只見(jiàn)那位先生冷笑起來(lái)：“小姐，我今天已經(jīng)70多歲了，自食其力，這輩子還沒(méi)落到要飯的地步，怎么今個(gè)兒我倒要向你要飯了呢？我的身體還硬朗著呢，一下子不會(huì)完的！”小孫聽(tīng)了客人的話感到很奇怪，心想，我問(wèn)你要不要飯，意思是說(shuō)要不要添加飯，你怎么把自己和乞丐聯(lián)系起來(lái)呢？小孫臉上不自然地笑了笑，對(duì)客人的不滿她不知何意。
分析：
1、服務(wù)人員要了解消費(fèi)者遵守的風(fēng)俗和習(xí)慣，在平時(shí)也應(yīng)多觀察學(xué)習(xí)各地客人的忌諱和偏愛(ài)，在接待服務(wù)過(guò)程中注意避免說(shuō)錯(cuò)話，做錯(cuò)事，否則會(huì)使消費(fèi)者處于尷尬局面，或使其掃興，影響其對(duì)餐廳的印象。
2、服務(wù)員在工作中應(yīng)該恰當(dāng)?shù)厥褂梅?wù)用語(yǔ)。這些服務(wù)用語(yǔ)是人們?cè)谔囟ǖ沫h(huán)境中總結(jié)歸
